Customer journey
buying journeyThe customer journey describes the customer’s whole road: the need arising, information search, comparison, purchase and the relationship all the way to referral. The journey shows which channels and states of mind the customer moves through at each stage, and which encounters marketing must answer.
Good to know
Journey thinking’s benefit is exposing the gaps: mapping shows where customers drop and which touchpoint is missing entirely. The typical finding is a void at the comparison stage: awareness and purchase pages exist, but nothing helps the comparing buyer choose, so they choose whoever helps.
The real journey is rarely straight: buyers zigzag between channels, loop back and hear recommendations along the way. That is why the journey is mapped from data and customer interviews, not assumptions, with the funnel as its simplified planning frame. The post-purchase stretch is the most undervalued: the relationship, repeat purchases and referrals produce the cheapest growth.
IN PRACTICE
The steps of journey mapping
Stages and questions
Write the journey from need to referral and each stage’s questions: what the buyer wonders and fears at each point.
Touchpoints and channels
Where the customer meets you and competitors: search, social, referrals, sales. Data and interviews reveal the real routes.
Gaps and fixes
Compare current content and encounters against the journey’s needs. The biggest gap is the biggest growth opportunity.
PITFALLS
Two journey mistakes
The journey is drawn from wishes
A beautiful linear diagram from a meeting room does not match reality. Data and interviews show the real, messy routes.
The journey ends at the sale
The relationship, repeat purchases and referrals go unmapped although they produce the cheapest growth. The journey is a loop, not a line.
FREQUENTLY ASKED
Frequently asked questions
What is the difference between the journey and the funnel?+
The funnel is the company’s staged view; the journey is the customer’s real, winding road. The funnel plans, the journey understands.
How is a customer journey mapped?+
Combine analytics path data, sales’ observations and 5–10 customer interviews: how did you find us, what did you compare, what decided. The mapping takes days, not months.
What is a touchpoint?+
Any encounter with the brand: a search result, a video, a referral, a sales call, an invoice. Each one builds or eats trust.
How is the journey used in content planning?+
Each stage gets content for its questions: problem content for awareness, cases and comparisons for evaluation, pricing and guarantees for the decision.
How often is the journey updated?+
A light check yearly: have the channels and questions changed. AI search is a fresh example of the journey’s early stages shifting.
